By the time the guest spoke, it was often too late.

The problem was not simply the number of negative reviews. Much of the guest experience became visible only after the stay.

We do not attribute the entire change to a single intervention. The same period also included earlier complaint detection, closer service-recovery tracking, faster review responses, and more structured post-stay communication.

What this case shows

Reputation management should not begin after the review goes live. Replying to a complaint is not the same as managing the experience that created it.

The point is not simply to answer a complaint. It is to measure the experience early, see the problem while the guest is still there, follow the recovery process, and measure the outcome again.
